Amazon Principal Program Manager, CX, Order Performance in Irvine, California

The Order Performance (OP) team is responsible for ensuring that every purchase in our stores meets or exceeds Amazon’s high standard for fulfillment and customer service quality (FQ and CSQ) - regardless of seller or channel. We do this by identifying the most critical dimensions of the buying experience, creating a robust and holistic set of signals to measure the CX across those dimensions, sharing performance insights with buyers and sellers, vending the most impactful signals internally to influence discoverability, collaborating with partner teams to address opportunities to improve the CX, managing seller performance by maintaining and enforcing a set of FQ and CSQ performance policies, and improving seller performance though rewards and incentivization.

This Principal Program Manager must be able to continually formulate a compelling program vision and rigorously prioritize to drive impact with limited resourcing. This is a global scope, starting as an IC with an expectation that you will make a case for building a team.

This role will work with our Econ team to build holistic and DSI-weighted FQ and CSQ indices, drive alignment among cross-functional stakeholder teams on identification and proper measurement of CX dimensions, and drive adoption of the indices as success metrics across the company. You will also work with AFN and MFN fulfillment and customer service teams (e.g., FBA, CSBA, EasyShip, etc.) – aligning each around the concept of the OP team as a resource and knowledge center that can help our partner teams to spot improvement opportunities, take joint goals, and ensure new investments are made with an eye toward maximizing CX improvements.

Finally, you will explore opportunities to use the two indices to identify high-performing seller cohorts and qualify for incentives and rewards. The successful candidate has demonstrated strong business acumen and is technically sound, demonstrating leadership across multifunctional disciplines including software development, data engineers, economists, applied scientists, product managers, program managers, risk managers, BIEs, and BAs.

Key job responsibilities

• Work with partner teams to identify the most critical dimensions of the CX and work internally with our FQ and CSQ program managers to introduce a robust set of performance signals from the buyer’s perspective that measure Amazon’s FQ and CSQ on every order.

• Influence discoverability by working with the POE Econ team and with our internal partner team to integrate those signals into Amazon's shopping algorithms.

• Benchmark seller performance by working to establish seller cohorts based on seller attributes (e.g., tenure, location) and products sold (e.g., Heavy & Bulky), and creating a customizable seller-facing benchmarking tool, allowing sellers to compare the quality of their fulfillment (FQ) and customer service (CSQ) to their competition and to Amazon.

• Surface performance improvement opportunities to sellers by working with POE Science to establish targeted/personalized coaching for sellers (e.g., through an AI assistant), and to match sellers with the right resources to ensure they can meet Amazon’s high bar for FQ and CSQ.

• Introduce performance information to buyers as part of the shopping journey, allowing them to intuitively make high-confidence purchasing decisions based on seller- and offer-level insights. This includes working internally to introduce new performance stats on the Seller Profile Page, as well as working with partner teams to bring trust-building information into the shopping journey (e.g., through badging or other indicators of performance visible in search results and on the PDP).

• Work with internal product and program teams to provide analysis and benchmarking so that these teams understand how their offerings compare with other options available to sellers for fulfilling and providing customer service (e.g., benchmarking CX for CSBA compared to Amazon CS and seller-provided CS), and influencing their priorities to address the most critical gaps/improvement opportunities based on our insights and benchmarking.

• Establish CSQI and FQI as success metrics across Amazon. This includes establishing holistic DSI-weighted customer service quality and fulfillment quality indices and gaining alignment from partner teams to take joint improvement goals, ensuring that overall CSQ and FQ are improving across the company, regardless of individual program performance.

• Develop and build a team to carry out the objectives of the role and expand the impact and scope of work, ensuring that the OP team is a valuable resource and knowledge center across all of Amazon, including both established and emerging stores.

A day in the life

Your day starts by checking in with your partners in India - working together to benchmark FQ and CSQ performance in Emerging Stores against performance in Established Stores, then a sync with POE Econ to understand the latest results of a DSI study, followed by a meeting with POE Science to work on establishing seller cohorts. From there, you meet with various Legal POCs to fill them in on the latest launch plans and ensure the work does not raise new legal/regulatory risk, sync with internal program managers and business analysts to forecast impact of seller improvement milestones. Then it's on to some heads-down time on a doc seeking alignment from partner teams to use our indices as success metrics, followed by a final meeting with your manager to check-in on progress towards goals and discuss resourcing needs before heading home and logging off for the day :)

Basic Qualifications

  • 7+ years of working cross functionally with tech and non-tech teams experience

  • 7+ years of program or project management experience

  • 7+ years of managing, analyzing and communicating results to senior leadership experience

  • Bachelor's degree

  • Experience implementing repeatable processes and driving automation or standardization

  • Experience defining program requirements and using data and metrics to determine improvements

Preferred Qualifications

  • Experience delivering projects within scope, time, budget and quality

Our compensation reflects the cost of labor across several US geographic markets. The base pay for this position ranges from $124,900/year in our lowest geographic market up to $206,500/year in our highest geographic market. Pay is based on a number of factors including market location and may vary depending on job-related knowledge, skills, and experience. Amazon is a total compensation company.
